Human Processes in Customer Relationship Management
Customer relationship management (CRM) is a combination of people, processes, and technology that seeks to provide understanding of customer needs, to support a business strategy, and to build long-term relationships with customers. Successful utilization of the integrated technology requires appropriate business processes and organizational culture to adequately address human behavioral elements. Because it is not simply a technology solution, success in CRM business revolves largely around people. In order to build a clearer understanding of the content and role of the human processes of CRM, this study analyzes the literature on CRM processes and people dependencies and forms propositions about the need for human processes in CRM. It emphasizes the responsibility of executives and operational staff in making critical decisions and using intimate communications to conduct relationship management with their customers. Typical CRM human processes are those that are difficult to implement or that cannot be carried on using technology solutions alone, including such activities as planning customer strategy, designing CRM processes, coping with customer problems, understanding customer needs, handling intimate communications, and integrating customer responses. Factors that affect the dependency of human processes in CRM are related to customer factors, the content of information, employee capabilities, and the organizational environment. Propositions formed in this study are that the dependency on human processes in CRM is affected by (1) customer emotional needs; (2) the need for tacit customer information; (3) employees’ experience; and (4) the organizational culture
A adoção de CRM numa autarquia : um estudo de caso na Câmara Municipal da Póvoa de Lanhoso
Mestrado em MarketingPerante a atual evolução dos mercados e a constante competitividade entre as entidades, há a necessidade de valorizar e de fortalecer o relacionamento com os clientes. As entidades da Administração Pública (AP) também sofrem esta evolução do mercado. O Customer Relationship Management (CRM) é a ferramenta quem vem facilitar esta evolução, que permite o armazenamento de toda a informação dos clientes, bem como personalizar todas as interações com estes e tornar os processos mais céleres. Uma vez que esta investigação contempla um Estudo de Caso numa Entidade Pública, será pertinente falar em Citizen Relationship Management (CzRM), dado que estão em causa cidadãos e não clientes. Esta investigação procura responder à seguinte questão: ‘Quais são os objetivos de uma Autarquia com a adoção de CRM?’. A principal finalidade deste documento passa por identificar o que as Autarquias necessitam de fazer para a adoção do CRM, e quais os aspetos a aperfeiçoar para melhorar a qualidade dos serviços prestados aos cidadãos. Os principais objetivos das Autarquias prendem-se com a melhoria da gestão de relacionamento com o cidadão, a prestação ao cidadão um serviço de qualidade, colocando este no centro das atenções. Assim sendo, a adoção de CRM irá facilitar o cumprimento destes objetivos e tornar todos os processos mais eficientes. O presente Estudo de Caso foi realizado na Autarquia da Póvoa de Lanhoso, onde foram feitas cinco entrevistas e inquiridos 101 munícipes do Concelho. Com este trabalho, pode concluir-se que o CzRM traz variados benefícios às entidades da AP, uma vez que os cidadãos ficam mais satisfeitos, pelo fato de a sua interação com as Entidades ser facilitada e mais rápida.Given the current trends of the market and the constant competition between the entities, there is a need to enhance and strengthen relationships with customers. Government also suffer this market development. The Customer Relationship Management (CRM) is the tool who is facilitating this development, which allows you to store all the information of customers, customize all interactions with them and make processes quickly. This research it is a case study in a public entity, so it is important speak in Citizens and not in Customers, so its significant speak in Citizen Relationship Management (CzRM). This research attempts to answer the research question: ‘What are the goals of an local authority with CRM adoption?’. The main purpose of this research is to identify what the local authorities need to do, to adopt CRM, and what aspects are necessary to take care, to improve the quality of services provided to citizens. The main goals of the local authorities is to improve the relationship management with citizens, to provide a quality service and put the citizens in the center of attention, therefore adopting CRM will facilitate the achievement of these goals and make all processes faster and more efficient. This case study it was held in the local authority of Póvoa de Lanhoso. I’ve made five interviews and surveyed 101 residents of that municipality. With this case study can be concluded that the CzRM brings many benefits to government entities, because citizens are more satisfied, by the fact of their interaction with the entities be facilitated and faster

Mestrado em MarketingAs empresas hoteleiras enfrentam na actualidade um mercado cada vez mais competitivo. As novas tecnologias da informação e comunicação permitem que os clientes estejam cada vez mais informados e exigentes. Para enfrentar esta competitividade, um hotel já não tem apenas de prestar um excelente serviço, é preciso também que saiba em tempo útil criar produtos que vão ao encontro das necessidades dos seus clientes. A habilidade das organizações hoteleiras para porem em prática uma oferta de produtos e um tratamento personalizado por cliente, requer uma infra-estrutura tecnológica apropriada e facilitadora da recolha de dados. É fundamental que todas as áreas da organização acedam a essa base de dados para que cada um dos colaboradores possa corresponder às expectativas de cada cliente. Para aumentar a fidelidade pretendida, os hotéis deverão desenvolver estratégias de Customer Relationship Management (CRM) que permitam procurar, guardar e partilhar as informações dos clientes dentro da organização por forma a proporcionar uma experiência personalizada e única a cada cliente. O CRM, enquanto ferramenta de gestão permite que o modelo de negócio passe a ser centralizado no cliente. Esta orientação implica uma concepção estratégica da organização, pressupõe uma cultura de empresa e assenta numa articulação de todos os recursos (humanos, tecnológicos, conhecimento, tempo, etc.) que permitam alcançar uma vantagem competitiva de diferenciação. Esta investigação procurou identificar as competências organizacionais que um hotel necessita de desenvolver para implementar com sucesso a estratégia de CRM. Identificam-se cinco dimensões chave, Estratégia, Cultura, Tecnologia, Processos e Pessoas. Com esse propósito, e efectuada a revisão da literatura, foi definida uma metodologia de investigação baseada no estudo de caso único. O estudo de caso foi realizado no Pestana Palace Hotel. Como principais resultados observou-se que no hotel as competências organizacionais Estratégia, Cultura, Tecnologia, Processos e Pessoas são factores determinantes no processo de gestão do relacionamento com os clientes. Mas também é preciso explicá-las e divulgá-las para toda a Organização gerando impacto e consciencialização de todos para que as competências escolhidas sejam potencializadas no perfil dos seus colaboradores. Podemos referir que a organização vivencia desde a sua constituição, uma cultura de excelência do serviço prestado ao cliente, dispõe de uma estratégia orientada para a fidelização e retenção de clientes, perspectivando a médio e longo prazo o seu crescimento e o alargamento da sua rede hoteleira a uma escala cada vez mais internacional. O investimento em CRM associado aos benefícios da internet terá um papel significativo no atingir deste objectivo. Verificamos, contudo, que pessoas e processos associados à sua operacionalização, não se encontram ainda articulados de forma a permitirem a maximização plena do investimento e o atingir dos resultados esperados. Nestas duas competências há ainda um longo trabalho a desenvolver.Nowadays hotel companies face a more and more competitive market, since New Technologies of Information and Communication are allowing their customers to become better informed and more demanding. To deal with this increasing degree of competitiveness a hotel has, not only to provide an excellent service, but also, and above all, it is necessary that it knows how to create products, which meet the needs of its customers, in the right time. The ability of hotel organizations to put into practice a diversified offer of products and a personalized treatment for each customer, requires an adequate technological infra-structure, which facilitates the collection of data. Thus, it is essential that all organizational areas may accede to the previously mentioned data base, so that each collaborator may satisfy the expectations of each customer. In order to increase the desired faithfulness, hotels should develop Customer Relationship Management (CRM) strategies, which allow the searching, keeping and sharing of customers' information within the organization, so as to enable the enjoyment of a personalized and unique experience to each of them. While managing tool, CMR allows the model of business to become centralized in the customer. This orientation implies a strategic conception of organization, presupposes the existence of a company culture and is rooted in a combination of a variety of resources (e.g. human resources, technological resources, knowledge, time, etc.), which may achieve a competitive advantage of differentiation. The aim of this investigation was to identify the organizational competences that a hotel has to develop, with a view to implement the CRM strategy with success. To achieve this goal five key dimensions were identified, namely: Strategy, Culture, Technology, Processes and People. The selected methodology of investigation was based upon the study of a single case and rooted in the definition of the previously referred aim of investigation, combined with a careful survey of specialized bibliography. The study of case took place in Pestana Palace Hotel. As main results it was stated that in the hotel the organizational competences Strategy, Culture, Technology, Processes and People are major determinant factors in the process of managing the relationship with customers. There is also need to explain and divulge them to the entire organization, thus generating impact and consciousness on the part of all people involved, so that the selected competences may develop all their potentialities from their profile. We can infer that, since its beginning, the organization has been experiencing a culture of excellence, as regards the service offered to the customer. It has been disposing of a strategy directed to fidelity and retaining of customers, bearing in mind the growth and enlargement of its hotel net on a larger and larger international scale, in the medium or long term. The investment in CRM as well as the internet benefits, will play a significant role in achieving this goal. However, we state that, both people and processes involved in putting this into operation, are not yet engaged in a way to allow the full maximization of the investment and the achievement of the expected results. Relatório de etágio: configuração e gestão da ferramenta CRM Hubspot
Neste relatório de estágio pretende-se descrever as atividades desenvolvidas e os
resultados obtidos no estágio profissional que decorreu entre 10 de janeiro de 2022 a 31
de maio de 2022.
O estágio foi realizado no Departamento Comercial da empresa WACE Marketing
Studio, que opera na área do Marketing Digital e Marketing de Conteúdos.
Os objetivos deste estágio passaram pela configuração da ferramenta Hubspot na
empresa, pelo apoio à equipa comercial com conhecimento de gestão de informação e
pela aquisição e desenvolvimento de conhecimento da área de negócio da empresa.
Destes objetivos foram criadas diferentes atividades, que ao longo deste documento serão
apresentadas em detalhe. As atividades focaram-se na configuração da ferramenta
Hubspot, na otimização de processos no Departamento Comercial e gestão da base de
dados e ainda na automação e desenvolvimento de abordagens de comunicação a clientes
na empresa.
Assim, no enquadramento teórico do estágio – que serve de apoio à familiarização com
os diferentes termos e técnicas aplicadas – foram abordados diferentes temas relacionados
com o Marketing e Vendas, Marketing Digital, CRM (Customer Relationship
Management) e um maior detalhe nas diferentes ferramentas de CRM existentes, em
especial na ferramenta Hubspot.
Neste estágio foram realizadas ações com contributos diretos para o desenvolvimento e
crescimento da empresa, uma vez que permitiram otimizar tempo e recursos. O alcance
dos objetivos propostos para o estágio, permitiram ainda melhorar internamente as trocas
de informação e a comunicação com os clientes da empresa.This internship report intends to describe the activities carried out and the results obtained
in the professional internship that took place between January 10, 2022 and May 31, 2022.
The internship was carried out in the Commercial Department of the company WACE
Marketing Studio, which operates in the area of Digital Marketing and Content
Marketing.
The objectives of this internship included configuring the Hubspot tool in the company,
supporting the commercial team with information management know-how and acquiring
and developing knowledge in the company's business area.
From these objectives, different tasks and activities were created, which will be presented
in detail throughout this document. Task activities focused on generality, on configuring
the Hubspot tool, on optimizing processes in the Commercial Department and managing
the database, as well as on automation and development of communication approaches to
customers in the company.
Thus, in the theoretical framework of the internship – which supports the familiarization
with the different terms and applied techniques – different topics related to Marketing and
Sales, Digital Marketing, CRM (Customer Relationship Management) and a greater detail
in the different tools of existing CRM, especially in the Hubspot tool.
At this stage, actions were carried out with direct contributions to the development and
growth of the company, as they will allow optimizing time and resources. The scope of
the objectives proposed for the internship will also allow for an internal improvement in
the exchange of information and communication with the company's customers
Planificação de um sistema de CRM numa empresa turística
Atualmente, os clientes já não procuram apenas um serviço ou produto, procuram que
estes sejam personalizados, aliados a um atendimento também ele personalizado.
Num setor com concorrência elevada como é o setor do turismo, as empresas vêem-se
obrigadas a inovar e a diferenciar-se das restantes.
Para tal, as empresas tendem a recorrer ao Marketing Relacional de modo a conseguir
criar uma relação mais próxima com os seus clientes. Aliado ao Marketing Relacional
surge o Customer Relationship Managenent (CRM) como um auxílio às empresas na
garantia da personalização do serviço, através de estratégias de marketing de
relacionamento.
Através desde sistema (CRM) as empresas conseguem determinar quais os seus
melhores clientes e informações sobre os mesmos, conseguindo assim elaborar ofertas
adequadas e manter uma comunicação saudável com eles.
O presente projeto foi realizado na HOO!!, uma empresa turística que realiza e organiza
viagens e eventos, que revelou algumas dificuldades em recolher e armazenar dados dos
seus clientes e em manter um contacto constante com os mesmos. Desta forma, a
elaboração deste projeto passa pela planificação de um sistema de CRM que auxilie a
organização no sentido de melhorar a sua performance com os seus clientes.
O objetivo principal do presente estudo é de fazer referência às mais-valias de um
sistema de gestão da relação com o cliente e construir uma planificação do mesmo
baseada nas características da empresa, clientes atuais e potenciais e no mercado onde a
organização se insere. Na medida em que a empresa não possui nenhum sistema deste
género, e visto que apresenta dificuldades que podem ser supridas com o mesmo, este
projeto pode ser considerado benéfico para um futuro próximo da empresa.Nowadays, customers no longer seek for just a service or product, instead they look

In a sector with high contendance as is the tourism sector, companies see themselves
obliged to innovate and stand out from the remaining ones.
For such accomplishment, enterprises tend to explore Relationship Management so they
are able to successfully create a closer connection with its clients. Associated with
Relationship Marketing arises Customer Relationship Management (CRM) as an aid to
companies in the guarantee of service customization, by marketing relationship
strategies.
Though such system (CRM), companies are able to determine which are their best
clients and information on the same, being able to then elaborate adequate offers and
keep a healthy communication with them.
The current project was accomplished at HOO!!, a touristic company that performs and
organizes trips and events, that transmitted some difficulties in gathering and storing
data of their clients and also keeping a constant contact with said clients. Thus, the
elaboration of this project consists on the planification of a CRM system that auxiliates
the management in the meaning of perfecting the companies performance with its
clients.
The main goal of this study is to make references to the most valuable utilities of a
system of management of the relationship with a client and to build a plan of said client
based on the companies characteristics, current/potential customers and also the market
that the company fits itself in.
In the measure in which the company doesn’t possess such a system, and seen that it
presents distress that could be suppressed with the usage of such system, this project
could be considered beneficial for the company’s future
Customer relationship management e fidelização do cliente em hotelaria
Mestrado em Gestão e Planeamento em TurismoO Customer Relationship Management (CRM) é um tema bem estabelecido na literatura e é uma ferramenta muito popular junto dos gestores das organizações prestadoras de serviços com elevada interação com a clientela. No entanto, existe ainda alguma ambiguidade relativamente ao conceito de CRM e bastante diversidade na forma como é utilizado com vista à fidelização e lucratividade de clientes, nomeadamente no setor hoteleiro.
A presente investigação pretende perceber de que modo, na prática, os hotéis utilizam esta ferramenta no sentido de reter clientes. Para tal, depois de efetuada a revisão da literatura, foi definida uma metodologia de investigação baseada no caso de estudo múltiplo, onde foram estudados cinco hotéis pertencentes a cadeias hoteleiras nacionais e internacionais.
Como principais resultados obtidos encontra-se o facto de que todos os hotéis entrevistados praticam CRM, mesmo os que afirmam não possuir as ferramentas tecnológicas que automatizem todo o processo. Os hotéis procuram essencialmente, através da implementação do CRM, aumentar a retenção e fidelidade dos seus clientes.Customer Relationship Management (CRM) is a well established theme in the literature and is a very popular tool among managers of service organizations with high interaction with the customers. However, there is still some ambiguity regarding the concept of CRM and some diversity in how it is used for the loyalty and profitability of customers, particularly in the hotel sector.
This research aims to understand how this tool is used in hotels in order to create loyalty and thus increase profitability, in a practical perspective. To achieve this goal, after a theoretical exploratory analysis, was defined the investigation methodology, concerning multiple case studies of five hotels belonging to national and international chains.
The findings of the study show that all hotels from the investigation practice CRM, even those who claim not to have the technological tools that automate the entire process. Besides, the hotels are essentially seeking, though the implementation of CRM, increase customer retention and loyalty
Business Intelligence no suporte ao conceito e à prática de student relationship management em instituições de ensino superior

Tecnologias e Sistemas de InformaçãoA promoção do sucesso escolar no ensino superior é um tema da maior relevância,
sobretudo devido às significativas taxas de insucesso e de abandono escolar
registadas (cerca de 30%). Neste sentido têm sido promovidos e desenvolvidos
diversos estudos que pretendem identificar e analisar as causas do insucesso escolar,
bem como têm sido desenvolvidos programas e medidas que visam a promoção do
sucesso. Uma das medidas consiste no acompanhamento adequado e personalizado
dos alunos ao longo do seu percurso académico. No entanto, devido às condições
existentes na maioria das instituições de ensino superior portuguesas, não tem sido
possível assegurar da forma mais eficaz a implementação das actividades e dos
mecanismos necessários para assegurar um eficaz processo de acompanhamento dos
alunos. Tal deve-se ao facto de não existir na grande maioria das instituições de
ensino superior portuguesas uma prática instituída nesse sentido e também porque
não existe um adequado suporte tecnológico que efectue a automatização de muitas
das actividades envolvidas nessa prática.
Defende-se, neste trabalho, que é possível definir e concretizar nas
instituições de ensino superior uma prática, tecnologicamente suportada, que permita
um acompanhamento personalizado, adequado e eficaz dos alunos ao longo do seu
percurso académico e que contribua para a promoção do sucesso escolar. Com este
objectivo, propõe-se neste trabalho a definição de um conceito e de uma prática que
abarque este entendimento e de um sistema que suporte o conceito, a prática e as
actividades nela envolvidas. O sistema proposto é designado por sistema de SRM
(Student Relationship Management) e irá suportar o conceito de SRM e a prática de
SRM. O sistema de SRM evoluiu a partir dos princípios dos sistemas de CRM
(Customer Relationship Management) e é implementado recorrendo a conceitos e
tecnologias associadas aos sistemas de Business Intelligence, nomeadamente
conceitos e tecnologias associadas aos sistemas de data warehousing, data mining e
on-line analytical processing.
A validação do conceito e da prática de SRM foi efectuada adoptando uma
metodologia de investigação baseada nos princípios da Grounded Theory e que
integrou a realização e a análise de entrevistas. A validação do sistema de SRM foi
efectuada adoptando uma metodologia baseada numa prova de conceito. Nesta foi
implementado um protótipo do sistema de SRM, cuja utilidade é atestada através de
um conjunto de casos de demonstração que ocorreram em contexto real. O protótipo
demonstrou a exequibilidade do sistema de SRM e os casos de demonstração
evidenciaram a sua utilidade no suporte ao conceito e à prática de SRM.
Os resultados obtidos confirmam que a concretização da prática de SRM em
contexto real, suportada pelo sistema de SRM proposto neste trabalho, contribui para
a promoção e para o aumento do sucesso escolar dos alunos, e consequentemente
para o sucesso das instituições de ensino superior. Assim, com um efectivo
relacionamento instituição-aluno, obtêm-se vantagens para as instituições e para os
alunos.The students’ academic success promotion is a subject of great importance in a
higher education context. Several studies have been undertaken to identify and to
analyze the students’ failure and to propose measures against this problem. One of
the actions usually undertaken to promote the students’ success is associated to their
closely monitoring and with the approximation of the teacher/tutor to the students’
day-by-day academic activities. Although essential, the implementation of the
activities involved in this complex processes does not take place in many higher
education institutions mainly due to the lack of institutional practices specifically
defined to overcome this problem and also to the lack of an adequate technological
support to these practices.
To overcome this complex problem, a conceptual and a technological framework
were proposed and integrated in a Student Relationship Management system – SRM
system. The SRM system emerged as an evolution of the CRM (Customer
Relationship Management) systems principles, and supports the SRM concept and
the SRM practice, also proposed in this work. The SRM system was implemented
using concepts and technologies associated to the Business Intelligence systems,
namely data warehousing, data mining and on-line analytical processing
technologies.
To validate the SRM concept and the SRM practice the principles of the
Grounded Theory research methodology were followed and included the
concretization of several interviews and their respective analysis. To validate the
SRM system it was adopted a methodology based on a proof-of-concept. A prototype
of the SRM system was implemented and a set of demonstration cases carried out in
real contexts were concretized and analysed. The prototype demonstrates the SRM
system feasibility and the demonstration cases show the SRM system usefulness
supporting the SRM concept and the SRM practice.
The obtained results confirm that the implementation of a SRM practice in real
contexts allow the promotion of the students success, being an added value to the students and to the institution. This SRM practice must be properly supported by a
SRM system, like the proposed in this thesis
