CONCEPCIONES TEÓRICAS SOBRE LA CALIDAD EN LA GESTIÓN DE LOS SERVICIOS Y SU EFECTIVIDAD DESDE LA TEORÍA DE COLAS
The paper conceived the objective of investigating the theoretical aspects that link queuing theory with the quality of services; in the research process, the performance indicators that allow evaluating the quality of a certain service were detailed. To concretize the study, a bibliographic search was carried out that allowed exposing the essence of the different concepts addressed and interpreting them in order to enrich the subject under study. As a resultof the investigation, it was concluded that, from a conceptual perspective, queuing theory and its management level are essential factors in evaluating the quality of a service seen in two dimensions, the one related to the client and the one associated with the characteristics of the service, and that the statistical analysis of the performance indicators allows the continuous improvement of a service process to be promoted.El artículo concibió el objetivo de investigar los aspectos teóricos que vinculan la teoría de colas con la calidad de los servicios; en el proceso de investigación fueron detallados los indicadores de desempeño que permiten evaluar la calidad de un determinado servicio. Para concretar el estudio, se realizó una búsqueda bibliográfica que permitió exponer la esencia de los diferentes conceptos abordados e interpretarlos con la finalidad de enriquecer el tema objeto de estudio. Como resultado de la investigación se pudo concluirque, desde la perspectiva conceptual, la teoría de colas y su nivel de gestión constituyen factores esenciales para evaluar la calidad de un servicio, vista en dos dimensiones, la relativa al cliente y la asociada con las características propias del servicio, y que el análisis estadístico de los indicadores de desempeño permite fomentar la mejora continua de un proceso de servicio

ABSTRACT The evaluation of services is a strategy of continuous improvement based on the knowledge of customer satisfaction. In this sense, this work has as objective to establish the service goals of the Commercial Office 1, based on a queue model, contemplating the quantitative quality characteristics related to the quality of the service. The techniques used for the development of the research were observation, interview and survey, as well as statistical and experimental methods. The main results obtained were related to the impact on the quality of the service generated by its availability and the work shift, considering the time of service as a variable of greater correlation with the average time a of stay of the clients in the system, expressed in the 80 % of the occasions. Applying simulation, an estimated reduction of the total cost of the service was obtained, this being 96006
