Chatbot and voicebot virtual assistants as modern forms of workforce outsourcing

Abstract

This diploma thesis examines the use of virtual assistants in customer support and their impact on service efficiency, work organization, and user experience. The theoretical section contextualizes the issue within the framework of service digitalization and conversational artificial intelligence. The empirical section employs a mixed methods research design, combining interviews with industry experts and a questionnaire survey among customer service users. The research reveals divergent user preferences; while some respondents appreciate speed and continuous availability, others highlight issues with query misunderstanding and the difficulty of reaching human operators. The interviews indicate that virtual assistants provide the greatest benefit for clearly defined queries and during periods of high workload. Organizations emphasize rapid return on investment, the importance of high-quality integration, and the role of technology as a complement to human labor. The thesis concludes that the highest efficiency is achieved through a combination of automation and human expertise.Diplomová práce se zabývá využíváním virtuálních asistentů v zákaznické podpoře a jejich vlivem na efektivitu služeb, organizaci práce a uživatelskou zkušenost. Teoretická část zasazuje problematiku do rámce digitalizace služeb a konverzační umělé inteligence. Empirická část využívá smíšený výzkumný design, který kombinuje rozhovory s odborníky z praxe a dotazníkové šetření mezi uživateli zákaznických služeb. Výzkum ukazuje odlišné preference uživatelů, kdy část respondentů oceňuje rychlost a nepřetržitou dostupnost, zatímco jiní upozorňují na nedostatečné porozumění dotazu a obtížnou dostupnost lidské obsluhy. Z rozhovorů vyplývá, že největší přínos mají virtuální asistenti u dotazů s jednoznačným účelem a v obdobích zvýšené zátěže. Organizace zdůrazňují rychlou návratnost investic, význam kvalitní integrace a roli technologie jako doplňku lidské práce. Práce dochází k závěru, že nejvyšší efektivita je dosahována při kombinaci automatizace a lidské expertizy
